# [Why most customer calls go unheard, and what to do about it](https://telxl.com/blog/why-most-customer-calls-go-unheard-and-what-to-do-about-it)

Ask a contact centre manager how many customer calls their team reviews, and the honest answer is usually somewhere between 1% and 5%. The rest are recorded, stored and never heard.

That has been the norm for twenty years. A supervisor picks a few calls, listens back and scores them against a checklist. It made sense when transcription was unreliable and processing power was expensive. Neither is true any more.

Our new white paper, [Cxp Analytics: Why listening to your data changes what happens next](https://pages.telxl.com/white-paper-why-listening-to-your-data-changes-what-happens-next), looks at what that shift means for the businesses running contact centres, and for the TelXL partners who support them.

## The numbers behind the gap

Published industry research paints a consistent picture. Manual QA typically covers 1-5% of interactions. Average annual agent attrition runs at 23-39%, depending on whether you look at UK or US benchmarks. And winning a new customer costs between five and 25 times more than keeping an existing one.

Put those together and you get a sector that reviews a tiny fraction of its own work, loses a large share of its frontline staff every year, and depends on holding on to the customers it already has. The recorded conversations speak to every one of those problems, yet they are the data most businesses look at least.

None of this comes down to a lack of effort. QA teams can only listen to so many calls in a working day. Sampling a handful out of thousands was always going to miss the compliance slip, the early sign of churn or the coaching moment that mattered.

## What changes when every call is analysed

Speech-to-text is now accurate enough to trust on telephony audio. Analysis can read tone and sentiment as well as words. And running it across every call has become affordable as a standard subscription. That moves the question from "which 2% of calls should we review this month?" to "what is all of our conversation data telling us?"

On the service side, problems show up as a pattern across hundreds of calls before they reach the complaints log. Managers can coach from an agent's whole body of work instead of the two calls they happened to hear. Every call can be checked for the disclosures it should contain, so compliance gaps surface within days rather than at the next audit.

On the sales side, you can see what winning calls have in common and where interest drops away. Renewal dates, competitor mentions and unmet needs that came up on a call but were never followed up become visible, and so do promised callbacks that never happened.

The white paper also makes the point that this isn't only for businesses with a contact centre. A sales team taking enquiries, a front desk or an accounts team chasing payments all run on phone conversations, and most of them only hear about the calls that went badly.

## Download the white paper

The eight-page paper covers:

- The industry data on QA coverage, agent attrition and customer retention, with every source referenced
- Why conversations are the richest data a business holds, and why most of it goes unused
- What full analysis looks like in financial services, insurance, legal, travel and hospitality, education and BPOs
- The questions partners can ask customers to start the conversation

If you work with businesses that take customer calls, it gives you the evidence and the talking points to raise the subject with confidence.
